Business Challenge

Patients encountered fragmented support workflows and delays reaching agents. Initial project-reported conditions included four minutes navigating IVR menus, thirteen minutes in queue and twenty-two minutes of reported handling time. These describe different parts of service and must not be added or treated as interchangeable.

Strategic Transformation Opportunity

The opportunity was to redesign service around request complexity: enable self-service for eligible inquiries, standardize routine resolution, and reserve specialist support for complex issues.

Transformation Approach

Developed standard resolution workflows and operating procedures, enabled IVR self-service, established Tier 1 and Tier 2 support, and introduced dashboard-led performance management and continuous improvement.

Before

  • Manual and inconsistent resolution workflows
  • Separate IVR navigation, queue and handling baselines

Transformation

  • Standard work and IVR self-service
  • Tier 1 / Tier 2 support
  • Dashboard-led continuous improvement

Achieved Future State

  • Standardized resolution pathways
  • Structured escalation and performance visibility

Operational Changes Implemented

Five documented interventions connect process standardization, digital self-service, tiered support, performance intelligence and continuous improvement. Tier 1 handles routine requests; Tier 2 handles complex issues and escalations.

Documented workflow

  1. Process Standardization
  2. Digital Self-Service
  3. Tiered Support
  4. Performance Intelligence
  5. Continuous Improvement

Measurement Notes

IVR navigation, queue wait and reported handling time describe separate service measures. The handling-time comparison does not establish a change in queue wait or total patient journey duration. Measurement periods and the precise handling-time definition have not been supplied.

Strategic Business Impact

The transformation established a repeatable service operating model connecting patient accessibility, staff workflows and performance visibility. No measured change in satisfaction, abandonment or first-contact resolution is claimed.

Transformation Leadership

Transformation Leader

Led process diagnosis and redesign, developed standard work and resolution procedures, introduced IVR self-service and tiered support, and established operational dashboards to guide continuous improvement.

Operational Excellence

Applied process standardization, workflow simplification and performance monitoring to support consistent resolution and structured escalation. The project uses continuous improvement principles without asserting a separately documented formal DMAIC certification or audit.

Operating Controls & Governance

Tiered support differentiates routine requests from complex escalations. Operational dashboards support review of performance and improvement priorities.

Lessons Learned & Enterprise Scale Potential

Standard work, self-service, tiered support and performance intelligence form a reusable pattern for high-volume service operations. Replication would require local process assessment; no cross-organization replication is asserted.

Enterprise examples are generalized to respect confidentiality; portfolio outcomes use the categories and bases supplied by the owner.
